What Happens When the On-Call Tech Doesn't Answer? Escalation Chains Explained

An escalation chain is the order in which people get called when the on-call tech doesn't accept an emergency: usually the on-call tech, then a backup, then the owner, with a fixed wait (often 5 minutes) between each step. If nobody accepts, the customer is told honestly and offered the first morning slot, and the owner gets a report.

A simple chain

StepWhoWait
1On-call tech (this week's rotation)5 minutes to press 1
2Backup (next in the rotation)5 minutes
3Owner5 minutes
4Nobody acceptedCustomer told; first morning slot offered; owner emailed and texted

Shorter waits get faster help to the customer; longer waits give a sleeping tech time to wake up and find the phone. Five minutes is a common starting point.

What the customer hears meanwhile

A customer left in silence calls someone else. 85% of callers who can't reach a business won't call back (BIA/Kelsey). Tell them what's happening: "I'm calling our on-call technician now; they'll call you back within 15 minutes." If escalation takes longer, a text update keeps them from shopping around.

Example: escalation in the page logExample

2:31 paging Ana (on call)… no answer

2:36 paging Mike (backup)… pressed 2 (pass)

2:37 calling owner… pressed 1 · customer texted "a technician has accepted"

When nobody accepts

It will happen eventually. Plan the honest answer: apologise, give any safety guidance again, book the first morning slot, and make sure the owner sees it at 7am in the morning report. A recurring "nobody accepted" is a staffing signal, not a phone problem.

What Josie does

Common questions

How long should you wait before escalating an on-call page?

Five minutes is a common default. Shorter for high-stakes calls, longer if your techs need time to wake and find the phone.

What if nobody on the escalation chain answers?

Tell the customer honestly, give safety guidance, book the first morning slot, and alert the owner by email and text.
